Ask five people what they think about AI in customer service and you'll get five different answers, usually somewhere between it's going to replace every agent and it's a gimmick customers hate. Neither is true.
Here's what's holding up once the hype settles.
AI software that works well doesn’t replace people, it absorbs the routine and repetitive interactions - answering frequently asked questions, books and reschedules appointments, and handles after-hours calls, so human agents spend their time on the conversations that need a person and for those who are working on site, dealing with customers in person – they can focus on them, making sure their experience is second to none.
"During peak service periods, balancing guest interaction with answering incoming calls became extremely challenging. Prioritising excellent customer service on the restaurant floor often meant calls could not be answered promptly"
Daniel, Operations Manager - Viva Brazil
Customers don't reject AI on principle, they reject AI that's slow, robotic, or stuck in a script the moment a question falls outside it. When it's fast, accurate, and honest about what it is, most people care far more about getting an answer than about who or what gave it to them.
This was true a few years ago. Most modern AI customer service tools today are built to deploy in days, not months, with no engineering team required on your side.
Modern systems don't just process words, they read tone sentiment analysis can flag a frustrated or upset customer in real time and route them to a human before the conversation goes sideways. The nuance isn't ignored, it's the trigger for escalation.
AI customer service tools used to be an enterprise-only expense. That's no longer the case SMBs are now some of the fastest adopters, precisely because they can't justify a 24/7 human team the way a larger company might.
The common thread across every deployment that succeeds: a narrow, well-defined scope, a clear path to a human when needed, and measuring real outcomes (calls answered, time saved, issues resolved) instead of chasing automation for its own sake.
We chatted with Daniell, Operations Manager at Viva Brazil is a well-established Brazilian restaurant in Cardiff with a loyal customer base and a reputation for high-qualityservice. He explained how AI has transformed his business and generated over £7,400 of additonal gross revenue in month one. Read the Viva Brazil case study here
